How Support Works

How support actually works, start to finish

A price list is not the same as a plan. Here is what happens when you need something done.

Getting in touch

Email, phone or the shared client channel we set up at onboarding. All three go to the same team. There is no ticketing portal to log into and no support desk to route through.

Estimating the work

Requests are acknowledged in writing within the response time on your plan (2 business days on Essentials, next business day on Growth, same day on Priority). For anything more than a small tweak we come back with an estimate of hours and a rough window for the work, and wait for your OK before we start the clock.

Doing the work

Anything low risk (content updates, small tweaks, plugin updates) is done directly on production. Anything larger goes through staging first, gets reviewed by you, and only ships once it is signed off. Nothing goes to live that you have not seen.

Reporting

A monthly report shows hours used, hours remaining, what was done, what was checked, and anything worth thinking about before next month. No jargon. No filler.

A quick word on 24/7

Uptime monitoring runs 24/7. Support does not. We are a small in-house UK team who do our best work between 9 and 5:30 UK time. If you need someone answering the phone at 3am, we are not the right agency. Almost everything that needs an urgent response actually needs a considered response by the same person the next morning, and we are here for that.

Taking on a website we did not build

Most people who search for website maintenance already have a site and a problem. Here is how we pick sites up cleanly when the original developer is gone.

What the handover involves

A short discovery call to understand what you have and what you need. Then we ask for access to the hosting, CMS, DNS and any third-party services the site relies on. Anything the previous developer set up in their own account (staging environments, plugin licences, deployment tools) we get moved into yours.

A site audit before we commit

Before starting the retainer we do a proper look through the site. Sometimes the code is clean, well organised and easy to work with. Sometimes it is not. If there is something that needs fixing before support can sensibly start (broken updates, insecure plugins, hosting that will not let us do our job) we tell you and quote for the fix upfront. Never a nasty surprise on invoice one.

What if the build is bad?

Sometimes a site is beyond a sensible support relationship - a WordPress build so plugin-heavy that every update is a coin flip, or a page-builder mess where nothing can be changed without breaking something else. When that happens we say so honestly and talk about whether a redesign or migration makes more sense than propping up what is already there.

The bulk of our support work is on WordPress - sites we built and sites we picked up from other agencies. If yours has drifted, this is the right place to land.

Core, theme and plugin updates

Every update is applied on staging first, tested against the pages that actually matter, then pushed to live. If something breaks in staging, we fix it before the update ships rather than telling you about it after.

Premium plugin licences

Where we hold agency-level licences on plugins your site uses (ACF Pro, WP Rocket, Gravity Forms and similar), you get those covered as part of the plan. No separate renewals to track.

Security and hardening

Malware scanning, login hardening, brute-force protection and file-integrity monitoring across every WordPress site on a support plan. If a vulnerability is disclosed on a plugin you use, we know before you do and patch before it becomes anything.

Other Platforms

Shopify, WooCommerce and Statamic support

Every support plan also covers Shopify, WooCommerce and Statamic. The work looks similar to WordPress - updates, monitoring, backups, development hours - but a few things are worth calling out.

E-commerce sites tend to need more

A brochure site going down is inconvenient. A store going down loses money every minute. Shopify and WooCommerce sites usually sit on the Growth or Priority tier for that reason - the response time matters more than it does on a slower-moving site.

Shopify stores

Shopify handles the server side, so most of the work is above the platform. We keep Shopify themes updated on a duplicate before anything ships, audit the apps that quietly bill every month (most stores are paying for two or three they no longer use), and keep checkout extensions and Shopify Scripts current. Store health, conversion checks and speed pass sit inside your support hours rather than being sold as a separate audit.

WooCommerce stores

A WooCommerce store is a WordPress site with a lot more moving parts. Everything on the WordPress plan applies (core, theme and plugin updates on staging, security hardening, backups) plus WooCommerce-specific work: payment gateway and shipping-extension updates, PHP compatibility checks against Woo core, database and order-table health, and PCI-relevant plugin monitoring so the checkout stays compliant as things change upstream.

Statamic is a rare one

Statamic is our house CMS for content-led builds. Very few agencies support Statamic, so if you have a Statamic site and nobody to look after it, get in touch. We are one of the few places you will find long-term support for the platform.

Hosting

What sits with hosting, what sits with support

Support and hosting are related but they are not the same thing. Support is human time on a retainer. Hosting is the environment the site runs in. Splitting them out makes both clearer.

Support covers the people-doing-the-work side: plugin and theme updates, uptime monitoring, backups and restores, security scanning and patching, all development hours, all content work. Hosting covers the infrastructure side: the server itself, SSL certificates, DNS management, server-level speed. Staging environments sit under hosting as a paid add-on rather than as a bundled default, so brochure sites that do not need one are not paying for one. We do both, but on separate lines so you know what you are paying for.
